Replying to reviews

How to respond to negative reviews (and when you can remove one)

By the Ask & Get Reviews team · Updated · 4 min read

Business owner calmly calling an unhappy customer

Quick answer

Reply calmly and briefly: thank them, apologize for their experience without arguing, and offer a way to talk offline. You can only get a review removed if it breaks Google's policies.

First, wait an hour

Read it, step away, and come back. Future customers will read your reply more closely than the review itself. A calm answer often wins more trust than a perfect record.

A simple structure

  • Thank them for the feedback.
  • Apologize for their experience, without admitting fault you don't owe.
  • Give one short line of context if needed.
  • Offer to fix it offline with a name and phone number or email.
  • Keep it under five sentences.

Hi Chris, we take every review seriously but couldn't find a visit under this name. Could you contact us at [number] so we can look into it?

What not to do

  • Don't argue or share private details about the customer.
  • Don't offer money or discounts in exchange for removing the review.
  • Don't post fake positive reviews to bury it.

Can you remove Google reviews?

Not just because you disagree. You can report a review that breaks Google's policies, for example spam, a conflict of interest, offensive content, or a review about a different business. Google decides whether to remove it. Asking the customer to update their review after you've fixed the problem is fine, as long as you don't offer anything in return.

A calm four-step reply

  • Thank them for the feedback, even if it stings.
  • Acknowledge the problem without arguing the details.
  • Offer a direct way to make it right: a name and a phone number.
  • Keep it short and take the conversation offline.
Negative review reply

Hi Tom, thank you for telling us about this, and I'm sorry the repair didn't hold. That's not the standard we aim for. Please call me directly at [phone] so I can get it sorted quickly. — Karen, Owner

When a review might break Google's rules

You can report reviews that are spam, off-topic, hateful, from a competitor or from someone who was never a customer. Use the flag option on your Google Business Profile. Don't report a review just because it's negative — Google won't remove honest criticism, and a polite reply often reads better than silence.

Turn a bad review into trust

Future customers read negative reviews closely, then read your reply. A calm, helpful answer shows them how you handle problems — which is exactly what they're worried about. Some reviewers update their review after the issue is fixed, but never ask them to in exchange for a refund or discount.

Prevent the next one

Look for patterns. If several reviews mention late arrivals or unclear prices, fix the process, not just the reply. Asking every customer for a review also helps, because a steady flow of honest reviews keeps one bad experience in perspective.

Examples from different industries

HVAC, late arrival

Hi Sam, you're right that we arrived well after the window we gave you, and we're sorry. That's not the service we aim for. I'd like to make it right; please call me directly on the office number. — Dave, owner

Restaurant, cold food

Thanks for telling us, Priya. Cold food isn't acceptable and we're sorry your night out was spoiled. We've talked with the kitchen team. Please reach out so we can invite you back.

Roofing, clean-up

Thanks for raising this, Greg. Leftover nails in your yard are a safety issue and we'll come back this week to sweep the property again. I'll call you today to set a time.

Auto repair, price surprise

Hi Jen, I'm sorry the final bill was higher than you expected. We should have called you before doing the extra work. I'd like to go through the invoice with you; please call the shop and ask for Chris.

What to do after you reply

The public reply is only half the job. The real work happens offline: call the customer, listen, and fix what you can. Many customers who were upset mostly want to be heard.

If the problem was something in your process, like missed time windows or unclear pricing, fix the process too. A single critical review is often a sign of a pattern other customers didn't mention.

Don't ask the customer to change or remove their review in return for a refund or discount. If they choose to update it after you've made things right, that's their decision.

When a review is fake or breaks the rules

If a review is clearly not from a real customer, contains offensive content, or is about a different business, you can report it to Google from your Business Profile. Google decides whether to remove it, and it can take time. Meanwhile, reply calmly and briefly; future customers will see a business that stays professional.

A simple four-step reply

  • Thank them for the feedback, by first name.
  • Own the part that was your fault, without excuses.
  • Say what you've done or will do about it.
  • Give a direct way to reach a real person offline.

Many honest reviews are the best defense

One bad review among a few looks serious. One among a hundred looks normal. Asking every customer is the most reliable way to keep a single complaint in perspective.
